Warranty claims arrive when the launch attention has moved on, and most brands handle the first ones by improvising. The improvisation is almost always the same: a customer says the panel is broken, and a replacement gets shipped. That is the single most expensive possible response, and on a large item it is rarely reversible once dispatched. A meaningful share of reported faults turn out to be power supply issues, control confusion, or a panel positioned somewhere that restricts its airflow. This guide covers building a process where diagnosis comes before dispatch.

The diagnosis step is the one most brands skip, and it is where the cost of the whole system is determined. Everything else is administration.

Intake: capture it once

A vague first message produces three rounds of correspondence before anyone can assess anything. A structured intake asks for:

  • Order reference and purchase date — establishes warranty eligibility immediately.
  • Model — panels in a range differ, and the applicable part differs with them.
  • What the customer observes, not their diagnosis. “The right half doesn’t light up” is usable. “The LEDs are burned out” is a conclusion that may be wrong and will send you down the wrong path.
  • When it started, and whether sudden or gradual. A sudden failure and a gradual dimming point to completely different causes.
  • Photos or a short video of the panel powered on. This single item resolves a surprising proportion of claims without further exchange.
  • What they’ve already tried — avoids asking them to repeat it.
The distinction between observation and diagnosis is worth designing the form around. Customers reliably report what they concluded rather than what they saw, and the conclusion is often what makes a simple issue look like a hardware failure.

Diagnosis: what is not actually a fault

Before authorising anything, work through the causes that don’t require a replacement:

The phone-camera check for near-infrared output is the highest-value single diagnostic in this category, because a customer who cannot see the NIR channel reasonably concludes half the panel is broken — and it takes ten seconds to disprove. The component-level path is only available if the product was designed for it. A sealed unit where a failed driver means replacing the whole panel converts every electronics fault into a maximum-cost claim. Spare parts: arrange before you need them

The components that actually fail in this category are consistent enough to plan around: power supplies and drivers, fans, controllers and remotes. LEDs themselves rarely fail outright; they degrade, which is a different conversation.

Three questions to settle with your supplier at the ordering stage, not after the first claim:

  1. Are these components individually available, and at what price?
  2. What lead time if you order them separately later?
  3. Can a small buffer ship with the production order, avoiding a separate later shipment entirely?

The third option is usually the cheapest and is routinely forgotten. Adding a handful of drivers and fans to a production shipment costs very little; sourcing them individually six months later costs freight, lead time, and a customer waiting. The recovery opportunity

A warranty claim is a customer who has already had a bad experience and is telling you about it rather than simply leaving. That makes it one of the few moments where a brand can visibly change someone’s mind.

What tends to matter more than the outcome itself:

  • Response speed — silence after a fault report is what turns a solvable problem into a public complaint.
  • Not making the customer prove they aren’t lying. A diagnostic process framed as “let’s find out what’s happening” reads completely differently from one framed as verification of a suspect claim, even with identical steps.
  • Clarity about what happens next and when.

Feed the data back

Log every claim against two axes: failure mode and production batch. The pattern that emerges tells you which conversation to have:

  • Concentrated in one batch → a manufacturing quality conversation with your supplier about that specific run.
  • Consistent across batches → a design issue to raise before the next production order, not a defect complaint.
  • Rising over time → possibly component ageing behaving differently than expected.
  • Concentrated in one market → possibly shipping, voltage, or usage-pattern related.
